How to Keep Agentic AI in Check in Contact Centers

The Gist:

Fast but fallible. Agentic AI moves quickly but needs oversight to avoid mistakes that could harm trust or the brand.

Boundaries build trust. Well-defined limits on AI tools and data sources maintain consistency, safety and regulatory alignment.

Design for balance. Real progress comes from treating autonomy and control as a design consideration, not a trade-off.

In customer service, contact centers are evolving rapidly to meet the growing demands of customers. Central to this evolution is the integration of agentic AI, which is quickly becoming embedded into contact center operations. By allowing autonomous AI agents to handle various tasks for human agents and customers, these contact centers can streamline operations and significantly enhance experiences. 

However, this advancement brings a new design challenge. That’s the challenge of balancing autonomy (the ability to act independently) with boundedness (the presence of well-defined limits that guarantee safety, compliance and consistency).

The Dual Nature of Autonomy

Data shows that customers want better self-service options. According to a recent global Cisco study, 55% of customers avoid self-service that feels rigid and unhelpful, and an astounding 94% have abandoned interactions due to poor experiences. Autonomous AI agents are engineered to work independently with minimal human intervention. They can process vast amounts of data, make informed decisions and act on customer requests in real time. This capability allows them to efficiently manage routine tasks, reduce or eliminate wait times and offer personalized interactions that align with customer expectations.

But autonomy is not without risk. With greater independence comes the potential for error (i.e., miscommunication, overstepping roles or violating policy). Left unchecked, even well-intentioned AI can make decisions that inadvertently damage the customer relationship or brand. Autonomy, therefore, is powerful only when it is consciously constrained.

How Limits Keep AI in Line

Boundedness refers to the strategic limits placed on agentic AI to maintain safe, reliable behavior. These boundaries take many forms (i.e., rules, ethical principles and compliance constraints), but they also include less obvious levers such as the data the agent can access, the systems it can interact with and the types of decisions it is allowed to make.

For example, giving an AI agent access only to tier-1 support documentation effectively bounds what it can say, even if it’s capable of more. Similarly, restricting its tooling to read-only APIs means it can gather context without taking actions if that’s what your use case needs.

What the AI knows and what it can do defines its world and its boundaries. This kind of architectural boundedness is not a limitation but a design strength. It allows safe autonomy by shaping the agent’s capabilities to fit the enterprise’s trust model.

Ways to Rein in Agentic AI

Here are five key strategies for maintaining the delicate balance between autonomy and boundedness.

StrategyDescriptionClear Goal SettingEstablish specific, outcome-driven objectives for AI agents. This helps them prioritize appropriately and avoids “goal drift,” defined as when the agent pursues outcomes that aren’t aligned with business needs. Goals anchor the agent’s behavior in real business intent.Human Oversight and Escalation PathsHuman-in-the-loop mechanisms make sure that autonomy doesn’t turn into overreach. For example, an AI can handle password resets autonomously but should route refund requests or complaint resolutions to a supervisor. Context-aware escalation creates adaptive boundedness.Tooling and Knowledge BoundariesThe systems and data sources an AI agent can access are natural boundaries. Tool access defines what the AI can do, while knowledge access defines what it can say. Enterprises can design modular architectures that grant different agents different capabilities based on use case, trust level or regulatory requirements.Continuous Monitoring and Adaptive LearningMonitoring is important to catch errors and identify drift. A feedback system that audits agent behavior and fine-tunes responses guarantees long-term alignment. Importantly, learning must be bounded, too. Agents should adapt within guardrails, not learn behaviors that deviate from compliance or ethics.Transparent Communication With CustomersBeing upfront about when and how AI is involved in a conversation sets expectations and builds trust. Transparency also allows customers to choose escalation to a human, reinforcing that AI is an enabler, not a gatekeeper.

Scaling Agentic AI With Confidence

Balancing autonomy and boundedness are the key to realizing the full potential of agentic AI. When done right, this balance empowers agents that are fast, efficient, trustworthy, compliant and brand-aligned.

It’s important to view this as a design space, not a trade-off. Enterprises don’t need to choose between capability and control; they need to architect agents with constrained intelligence tuned to each task’s risk and impact.

Starting with specific use cases (i.e., handling account queries, appointment rescheduling or product troubleshooting) allows organizations to test and refine bounded autonomy. Over time, agent AI can be granted greater freedom in low-risk areas while remaining tightly governed in others.

By implementing strategic boundaries and establishing consistent governance, businesses can confidently scale agentic AI to transform the customer experience. This thoughtful balance will be essential as contact centers navigate a future where AI is both a tool and a collaborator.
